AI Agents for ITSM

In this lesson, you will learn:

  • How AI agents differ from topics
  • What an L1 service desk AI agent could do
  • Why governance matters
  • Why SNWR only looks at it for now

🔁 Quick look back: Last time: Virtual Agent for Employee Self-Service. You learned how Virtual Agent topics let employees open and check IT tickets by chat.

1 “The chatbot only follows its script”

Sam asks the chat to reset his VPN setting and check if it works.

  • The topic only knows how to open a ticket.
  • A ticket goes to Abel.
  • Abel does three simple steps that a system could do.

🎯 The problem: Fixed topics follow a script. They can’t plan steps or take action on their own.

👉 The fix: an AI agent could plan the steps, use approved tools and fix simple things, with limits.

2 Topics versus AI agents

Key term: AI agent

An AI that is given a goal and a set of tools, plans the steps and acts on its own, within limits.

Key term: AI governance

The rules and checks on what AI may do, and a record of what it did.

Virtual Agent topic compared with an AI agent. Topic: follows a fixed script, asks set questions, and opens a ticket. AI agent: is given a goal, like fix Sam's VPN, plans the steps, uses approved tools like reset VPN profile and check connection, and hands over to a person if it's stuck. Every action is logged and governed.
Figure 1. A topic follows a script. An AI agent plans and acts.

3 Why SNWR only looks at it

📦 Entitlement check: AI agents for ITSM, like the L1 service desk AI specialist, are Prime capabilities. SNWR has ITSM Advanced, so this lesson is Observe only.

  • Good first jobs: password resets and simple VPN fixes.
  • Each agent needs clear limits, approved tools and a human hand-off.
  • Governance tools, like AI Control Tower, track what AI does.

⭐ Remember: An AI agent needs limits, a log and a person to hand over to.

4 Quick recap

  • Topics follow a script; AI agents plan and act
  • AI agents use approved tools, within limits
  • Good first jobs: password resets, simple VPN fixes
  • Governance tracks what AI does
  • It’s a Prime capability, so SNWR only looks
